Website to CRM integration: what happens after the form?

A website form is only the start of an enquiry. Good website CRM integration makes sure each request reaches the CRM with its context, lands with a named person and still gets through when something along the way fails.

What does the team need from the form?

Start with the people who will answer the enquiry. What do they need to know to give a proper first response: a name and a way to reply, the service the visitor is interested in, perhaps the page they came from? Define that minimum and resist adding fields “just in case”. Every extra field makes the form a little longer and a little less likely to be completed.

Some context can be captured without asking the visitor at all. If the form sits on a specific service page, a well-built business website can pass that service along with the request, so the team does not have to guess what the enquiry is about.

Validate the input before it is sent: a missing contact field or a mistyped email address should be caught on the page, with a clear explanation of what to fix. And once the form has been submitted, tell the visitor plainly that it worked and what will happen next.

Which system holds the customer record?

Customer information quickly ends up in several places: the website, the CRM, email, sometimes a spreadsheet. Decide which system is the source of truth for customer data, usually the CRM, and treat the others as feeding into it.

Then decide how the CRM integration recognises an existing contact. Is it matched by email address, by phone number or by both? When is a new record created, and when is a new enquiry added to an existing customer? Getting this wrong leads either to duplicates or, worse, to one customer’s details overwriting another’s.

Finally, define what the website is allowed to change. It is reasonable for a form to create a contact or add an enquiry; it is usually not reasonable for it to overwrite fields that the sales team maintains by hand, such as the deal stage or notes from a call.

Who responds, and how?

A new contact in the CRM does not answer anyone. Somebody has to pick the enquiry up, and the integration should make it clear who. For each type of request, specify the pipeline stage it lands in, the person or team responsible and the follow-up task that appears in their list. Write the routing rules down: enquiries about one service go to one person, enquiries from a particular region to another, and so on. Rules that exist only in someone’s head stop working the day that person goes on holiday.

Some enquiries will not fit any rule: a vague message, a request that spans several services, a partnership offer. Send these to a person for review instead of letting the system guess, so that they are not left sitting with nobody assigned.

What happens when the handover fails?

Sooner or later the CRM will be unavailable, an API key will expire or a field will be renamed. Plan for that moment in advance. The worst outcome is a visitor seeing “Thank you, we have received your request” while the request has in fact gone nowhere.

If the transfer fails, the website should keep the request safely, try again after a while and alert the person responsible if the retries do not succeed. Decide how long such requests are kept and who can see them.

Retries bring their own risk: a request sent twice can appear in the CRM twice. Check how duplicates are handled when a transfer is repeated, so that the same enquiry does not end up with two people working on it.

How do you know the integration works?

Look at the whole journey, not a single step of it. Compare how many forms were submitted with how many records the CRM accepted, and measure the time from submission to the first response. A gap between the first two numbers is the clearest sign that enquiries are going missing. In Google Analytics 4, a successful submission can be recorded as the recommended generate_lead event, which gives you the first number without counting by hand.

Before launch, and after any change to the website or the CRM, test the typical cases: a new contact, an existing contact, invalid data and a failed connection. Make the workflow observable enough that, when someone asks what happened to the enquiry they sent on Tuesday, the team can trace it from the form to the CRM and find the answer.

Checklist: website to CRM integration

  • The minimum set of form fields is agreed with the people who answer enquiries.
  • One system holds the customer record, and the rule for matching existing contacts is written down.
  • Every type of enquiry has a pipeline stage, an owner and a fallback person for cases that fit no rule.
  • A failed transfer is stored, retried and reported to a named person.
  • Submitted forms and records accepted by the CRM are compared regularly.

Example: an enquiry that arrives while the CRM is down

A visitor sends a request from a service page late in the evening. The website saves it with the service name and the page it came from, but the CRM does not respond. The visitor still sees a confirmation, because the request is stored safely on the website side.

The website retries the transfer. When the CRM is back, the request arrives once, is matched to the existing contact by email and creates a follow-up task for the person responsible for that service. If the retries had kept failing, that person would have received an alert with the stored request.
